For Nandini Malhotra, Café & CX Lead at BEANLY, becoming someone’s favourite coffee stop begins with understanding the little things that make a cup feel personal.

The morning cup has a special place in Nandini Malhotra’s day. She knows how she likes it, and that familiar taste is how she wants to begin. By afternoon, however, there is room for a little adventure - a different flavour, a fresh recommendation, something new to sip.

Between those two cups lies an insight into how customers connect with brands. Sometimes, they seek the pleasure of discovery. Sometimes, they want the comfort of knowing exactly what awaits them.

As Café & CX Lead at BEANLY, Nandini pays attention to both. “ The first cup really comes from curiosity, the tenth cup comes from trust and consistency,” she says in a conversation for exchange4media’s CX interview series. That journey- From trying a coffee to making it part of everyday life, is at the heart of her approach. A recommendation or an Instagram discovery can inspire a visit. A favourite cup, served consistently, can give that visit a permanent place in someone’s routine.

She also further highlighted that someone travelling a few kilometres specifically for their morning coffee as a meaningful sign of that connection. The customer has made a choice about where their day should begin.

For a coffee business, those everyday choices carry value. Each return visit reflects an expectation built through earlier experiences: the taste will be familiar, the service will feel welcoming, and the cup will arrive just as the customer enjoys it.

BEANLY has been creating more occasions for those connections. Coffee might accompany a morning at home, a working afternoon or a visit to a café. For Nandini, that flexibility is part of its appeal. Asked to choose between café coffee and home brewing, she chooses both: coffee should fit into life wherever someone happens to be.

Inside the café, understanding that life begins with paying attention.

A customer studies the menu, asks about a flavour or turns to the barista for a recommendation. These small exchanges offer clues about what they enjoy and what they are ready to explore. She values the opportunity to observe such behaviour in real time. Interestingly, sales figures show which drinks people buy; conversations help explain what drew them to those drinks and how the experience felt.

For a brand experimenting with its menu, that brings customers into the creative process. Their curiosity, preferences and feedback help the team understand which ideas resonate and how to introduce them.

Her own coffee habits provide a useful example. A new drink might appeal to her later in the day, when she is in the mood to explore. In the morning, the thoughtful recommendation is her trusted favourite. Personalisation can be that simple - Recognising the occasion as well as the order.

The same attentiveness informs how she thinks about operations. Customer feedback gives the team opportunities to refine preparation, packaging, delivery and service. An observation shared during one interaction can help shape an even smoother experience across future visits.

It is where the personal and commercial sides of customer experience meet. Listening helps a business understand what people value; acting on that understanding helps it deliver those qualities consistently. Even her vision for technology starts with the person. Asked about an AI-enabled service she would like to explore, Malhotra imagines gaining greater insight into how a customer feels at a particular time of day, helping the team tailor its service more thoughtfully.

The idea remains a future possibility, but its intention is familiar: understand the moment, then make the experience suit it. Her preferences are equally clear. Taste comes first, followed by convenience. Morning coffee holds a special place. And there is always room for discovery when the timing feels right.

Asked to describe BEANLY in three words, she says, “Just great coffee.” Around that simple promise sits the everyday work of building a relationship - A well-timed recommendation, a familiar flavour and the pleasure of receiving a cup exactly as you like it.

Eventually, a café becomes more than a place on the way. It becomes part of the way you start your day.
